All the statistics in the world cannot measure the warmth of a smile. Several years earlier, we had a client CIO of an European Energy major visiting us in Hyderabad. We were presenting the progress, KPIs … This included KPIs for a new hand held solution for the downstream operator. The CIO had a wry smile. When probed, he responded the SLAs are green but the operators are not using the solution as they cannot operate it without taking their gloves off (required for safety reasons). A learning for us was that we focused on the metrics but not the client. We rectified the solution subsequently by developing a voice enabled features & strengthened the users’ connect. Organisations want to attract, retain customers & have happy customers as this drives growth & profitability. SLAs, KPIs are used to measure the services & the engagement. These are supplemented by CSAT, NPS as CX measures. At times, these measures & stats may fall short of telling the true CX story & trend. Many organisations are embarking on a multi pronged approach to drive CX: a. Systems and process to deliver the service. b. Personalise the experience. Listen & acknowledge the customer’s feelings.  c. Train the personnel from the front line to all staff on empathy. d. Connect. Connect. Connect with the end users, everywhere all the time. e. Where feasible spend few days periodically with the users at their locations or with your Service personnel. All the Technology enablers in the world cannot instill Empathy and the innate desire to systematically connect with the customers, people. One can learn more on the ground in the trenches than from a classroom training.

Ramsu Sundararajan: Segment of One at Scale Ramasubramanian (Ramsu) Sundararajan holds a PhD in Machine Learning, and is the Head of R&D at solus.ai, which powers Segment of One personalization. Roles prior to that included Senior Scientist at GE Global Research, and Principal at Sabre Airline Solutions, where he developed some of the original algorithms. Ramsu shares highlights of his journey in AI, with particular focus on personalization in marketing, with insights about how to think about that problem conceptually, including what parts are somewhat easy and which are difficult or tedious. There are also key insights about customer journeys and about the cold start problem. Other topics covered include customer genomes, as well as a discussion about navigating between decisions taken at a zoomed-in perspective at the individual customer record level, while also managing to a zoomed-out perspective that’s driven by KPIs, comps and annual targets. The show concludes with a discussion about the 1-2 year product development roadmap for solus. Honoured to deliver a keynote speech at Fujitsu's ActivateNow conference in Tokyo! Quantum technology is rapidly emerging as a key topic of interest among top business leaders in Japan and globally, driving conversations about the future of innovation. This was also my first visit to Japan, and the cultural experience has been truly enriching. Some key takeaways include: • 𝗙𝗼𝗿𝗺𝗮𝗹𝗶𝘁𝘆 𝗶𝗻 𝗯𝘂𝘀𝗶𝗻𝗲𝘀𝘀: Exchanging business cards (meishi) is a ritual, and bowing is the customary greeting • 𝗛𝗶𝗴𝗵-𝗰𝗼𝗻𝘁𝗲𝘅𝘁 𝗰𝗼𝗺𝗺𝘂𝗻𝗶𝗰𝗮𝘁𝗶𝗼𝗻: People often rely on non-verbal cues, context, and subtlety in conversation • 𝗣𝘂𝗻𝗰𝘁𝘂𝗮𝗹𝗶𝘁𝘆: Being even a few minutes late is considered disrespectful • 𝗥𝗲𝘀𝗽𝗲𝗰𝘁 𝗳𝗼𝗿 𝗵𝗶𝗲𝗿𝗮𝗿𝗰𝗵𝘆: Elders, seniority, and authority are treated with great respect, which is reflected in both language and behaviour • 𝗖𝗼𝗹𝗹𝗲𝗰𝘁𝗶𝘃𝗶𝘀𝗺: Group harmony and teamwork take precedence over individual interests • 𝗚𝗶𝗳𝘁-𝗴𝗶𝘃𝗶𝗻𝗴: In business, gifts are thoughtfully chosen and their presentation is just as important as the gift itself • 𝗦𝗶𝗹𝗲𝗻𝗰𝗲: Pauses in conversation are seen as respectful and thoughtful, and are not a source of discomfort • 𝗔𝗱𝗵𝗲𝗿𝗲𝗻𝗰𝗲 𝘁𝗼 𝗿𝘂𝗹𝗲𝘀: There is a strong societal expectation to follow established norms and procedures Reflecting on how I can emulate some of these values now I'm back in the UK. 🌟 Karuna Gupta and I recently had the privilege of hosting a leadership session with Manoj Garg DevOps COE lead and head of Enterprise Engineering. This was an unique opportunity for learning more about fostering a growth mindset, and it was heartwarming to see how Manoj's wisdom resonated with everyone. Manoj shared experiences that were deeply insightful. His advice wasn't just about career growth; it was about personal development, perseverance, and staying true to oneself.
