CSMs - It's Time to Redefine the Metrics That Matter Customer Success is NOT a quantity game. Yet, so many of us still measure our impact by:   1. The hours logged each week, as if busy equals effective.   2. The number of emails sent, assuming every ping moves the needle.   3. The endless meetings held, believing face-time guarantees success. But here’s the truth: None of this guarantees value for your customer—or your business. Here’s what really matters:   ✅ Outcome-Oriented Actions: Are your activities directly tied to achieving customer goals?   ✅ Strategic Conversations: Are your meetings uncovering true opportunities for growth?   ✅ Efficient Solutions: Are you solving issues without creating unnecessary complexity? 👉 If you’re just “checking the boxes” to hit activity quotas, you’re missing the bigger picture. Customer Success isn’t about doing more—it’s about doing what matters. Ask yourself:   - Are you measuring impact or busyness?   - Do your customers feel seen and understood, or are they just another item on your to-do list?   - Is your success defined by the customer’s outcomes, or by internal activity metrics? Ensuring customer success is a team effort.  No one team can do it alone. When teams collaborate and align on what successful customer outcomes look like, it creates a holistic and seamless approach to customer success that maximises value and fosters long-term loyalty. So, how can different teams play a part in customer success? ➡️ Customer Success Managers - By directly managing customer relationships, ensuring customers achieve their goals with your product or service, driving overall satisfaction, retention, and growth. ➡️ Sales - Ensuring the right customer and product fit and contributing to seamless transitions to Customer Success and Support teams, including customer challenges, goals, expectations, key stakeholders, etc. ➡️ Product - Using customer feedback to develop the product roadmap. Making it easy for customers to identify the value. Dashboards demonstrating improvements over time, and proactively communicating product updates. ➡️ Delivery and Implementation teams - Defining and tracking key success metrics against deliverables, implementation timelines and customer satisfaction. ➡️ Renewals - Proactively planning renewals, sharing trends and retention and churn rates, communicating with internal teams about contract or pricing changes, anticipating customer needs, and identifying potential risks. ➡️ Operations - Providing tools to support customer management and capturing meaningful data. Measuring and tracking customer data (customer lifetime value, contracts, customer health). Payments was a blind spot for me before I joined Airwallex but I've found travel payments to be especially interesting, given the complexity - crossborder payment + settlement, with orchestrators leveraging multiple providers. Like anything else, there's a better and a worse way to do it - seems like a lot of ecommerce checkout logic comes into play here (as it's best practice for CVR no matter what you're selling).
