Very proud to see IBM recognized in Horizon 3 in the HFS Horizons: Customer Experience Services, 2026 assessment. It’s especially meaningful given the work our teams are doing with clients and ecosystem partners, and where we believe the next chapter of transformation is heading. I've been spending a lot of time talking with clients about front office as the next big transformation play. #Marketing, #sales, #commerce, and customer #service have traditionally been transformed as separate functions. AI is challenging that model, creating a new imperative to orchestrate the front office around the customer. That's the transformation we're focused on at IBM Consulting: connecting data and systems, and orchestrating AI-powered workflows across the front office so it can operate as one intelligent system. The implications go well beyond efficiency. The front office is where revenue is created, captured, and protected. So successful AI transformation can't simply be measured by how much work we automate, or cost we remove. 🚨 HFS Horizons: Customer Experience Services, 2026 is officially live. Today, we published our assessment of 33 CX providers in the GenAI and agentic AI era, built on conversations with the providers and the voices of enterprise CX buyers and ecosystem partners. The quick takeaway is that Customer Experience is entering its Services-as-Software era. Delivery is shifting from staffing to software, and the next era of CX will belong to the providers that can prove true impact. Of everything we uncovered, three findings stand out to me: 𝟭. 𝗧𝗵𝗲 𝗯𝘂𝗱𝗴𝗲𝘁 𝗵𝗮𝘀 𝗽𝗶𝗰𝗸𝗲𝗱 𝗮 𝘀𝗶𝗱𝗲. 74% of enterprise clients place GenAI and agentic AI among their top three technology investments, and nearly half rank them first for budget share. The core of the CX budget now runs through AI. 𝟮. 𝗧𝗿𝘂𝘀𝘁 𝗶𝗻 𝗔𝗜 𝗶𝘀 𝗵𝗶𝗴𝗵𝗲𝗿 𝘁𝗵𝗮𝗻 𝘆𝗼𝘂 𝘁𝗵𝗶𝗻𝗸. 79% of enterprise clients and 90% of partners are confident or very confident in AI owning key CX outcomes. The people closest to the technology are the most optimistic about where it can land. 𝟯. 𝗖𝗫 𝗶𝘀 𝘀𝗼𝗹𝗱 𝗮𝘀 𝗴𝗿𝗼𝘄𝘁𝗵 𝗯𝘂𝘁 𝗱𝗲𝗹𝗶𝘃𝗲𝗿𝗲𝗱 𝗮𝘀 𝗲𝗳𝗳𝗶𝗰𝗶𝗲𝗻𝗰𝘆. 67% of buyers say their provider measurably improved cost-to-serve, yet only 31% saw gains in conversion, churn, or retention. Providers are pitching revenue and delivering containment. Closing that gap is the real battleground for 2026. The Horizons results below show where all 33 providers landed. This is an important development for our industry. The industry has made significant progress in standardizing and exposing network APIs. Trust in the operation and outcome of AI systems is of critical importance not just for our Telco industry but across every business. Specifically for CSPs, trust is the basis on which the industry works. CSPs have earned the trust of their customers over decades, connecting them with the rest of the world and protecting their data. As our industry embeds AI into end-to-end workflows, the hard-earned trust can quickly evaporate if the outcomes provided by the use of AI are not trustworthy. For AI to Scale within organizations and drive significant business value and outcomes, it is imperative to have strong governance, transparent processes, robust security, responsible data practices, human oversight, and the ability to demonstrate that AI systems are acting as intended, repeatedly. The recent report (see below) released by TM Forum in collaboration with IBM Institute for Business Value explores the gap that exists within our industry when it comes to assuring that the deployed AI is working as intended, and is controllable, explainable and trustworthy. Confidence is not the same as trust. That is one of the clearest reflections I took away from our IBM Institute for Business Value research with TM Forum on AI trust and assurance in telecommunications. As CSPs move AI deeper into networks, operations, customer engagement and decision-making, the question is no longer only whether AI can create value. It is whether that value can be trusted, governed and demonstrated at scale. The data shows the gap clearly: 72% of CSPs are confident their AI is trustworthy. Only 18% hold externally reviewable evidence. And just 14% can do both — feel confident and prove it. For me, that is the shift the industry now needs to make: from belief to evidence. Governance frameworks matter. Policies matter. Reviews matter. But as AI becomes more autonomous, trust cannot depend only on periodic checks or internal confidence. CSPs will need assurance that is continuous, operational and built into how AI systems behave in live environments. That means being able to show where AI is operating, what boundaries it is acting within, how decisions are monitored, and what evidence can be produced for boards, regulators, customers and partners. This is especially important for telecom because CSPs operate critical digital infrastructure. When AI touches the network, security, service assurance, customer operations or billing, trust is not an abstract principle. It becomes an operational requirement. It was a pleasure working with Guy Lupo and Mark Newman on this research and narrative. Nik Willetts’ framing of trust as central to telco brand value at DTW Ignite also helped sharpen why this topic matters now for the industry.
